Triage customer replies without losing the original request
Read the new message in context, identify the next action, and keep related work under one accountable owner.
Direct answer
A customer reply can answer a question, add a symptom, reopen a closed need, or introduce a separate request. Read it with the original ticket before choosing a route.
Preserve the new evidence and update the impact or next action when it changes. Do not close a request merely because the customer used different words for the same problem.
If the reply contains a new sensitive decision, split or link the work according to the queue rule and tell the customer which path will handle it.
Review reply triage for accidental closures and duplicate work. Use the findings to improve status language and follow-up instructions.
