Keep a useful timeline in every help desk escalation

Give the receiving owner the sequence of symptoms, actions, updates, and decisions without making them reconstruct the case.

A timeline should show what happened and when, not repeat every message in the ticket. Record the first reported symptom, meaningful changes, checks performed, and the current customer expectation.

Use the customer’s time zone when it matters and include the system time zone used by the support record. Mark estimates as estimates so they are not mistaken for confirmed events.

The escalation should end with a clear request. Ask the receiving owner to confirm a cause, approve an action, or provide the next customer-safe update.

When the case returns, add the decision and the result to the same timeline. This makes later review easier and gives the support specialist a reliable answer for similar work.
