How to design better help desk intake questions

Ask for the facts that change routing or the next safe action without making customers complete an internal diagnostic form.

Direct answer

An intake question earns its place when the answer changes routing, priority, verification, or the next safe action. Start with that decision, then ask for the smallest supporting fact.

Use plain customer language, preserve the requester’s description, and avoid internal queue labels. Show an example when a field could be answered in several ways.

Never request passwords, recovery codes, full payment details, or unrelated personal content in ordinary intake. Sensitive requests need the approved owner path.

Review incomplete and misrouted tickets after each change. Remove fields that do not affect work and clarify fields whose answers repeatedly send tickets to the wrong lane.
