Set useful boundaries for help desk reply macros

Use response templates for consistency while leaving room for facts, risk checks, and the right stopping point.

Direct answer

A reply macro should support a known answer, not conceal that the request has not been understood. Give each macro a scope, required facts, allowed action, and condition that sends the ticket to an owner.

Keep placeholders meaningful. The specialist should replace them with the customer’s system, verified result, next step, and checkpoint rather than sending a generic paragraph that appears complete but answers nothing specific.

Protect sensitive boundaries in the macro itself. A recovery response can point to an approved path without requesting a password, and a billing response can explain review without implying that a refund is approved.

Review macro use against outcomes. Retire templates that produce repeat contacts, incorrect promises, or unnecessary escalations, and update the source rule when the same correction appears across several tickets.
