Distinguish help desk service requests from incidents

Use impact, failure state, and ownership to route routine requests and disruptions without creating avoidable confusion.

Direct answer

A service request asks for an approved outcome, while an incident reports an unexpected interruption or degradation. The distinction matters because the two paths use different owners, updates, evidence, and closure checks.

Ask what the customer expected, what changed, who is affected, and whether a known incident already exists. Keep the original symptom even when the ticket is linked to a wider record so individual impact is not lost.

Do not label every urgent request an incident or every failure a routine request. If the evidence is unclear, use a review path and tell the customer what has been understood while the owner decides the route.

After resolution, compare the label with the work performed. Misclassification patterns may show a missing intake question, an overly broad incident rule, or a service article that does not explain its supported boundaries.
