Set honest help desk support-hours expectations
Explain coverage, response timing, and after-hours boundaries so customers know what happens next.

Support-hours language should distinguish when a request can be received from when a specialist is available to act. State the covered window, the next review point, and the route for urgent exceptions.
Avoid a broad promise to answer immediately when the queue has different owners or time zones. A precise expectation is easier to keep and easier to correct.
When a request arrives outside coverage, acknowledge receipt without implying that work has started. Give the customer the next checkpoint and the condition for urgent escalation.
Review late arrivals and missed expectations together. Change the published boundary, routing rule, or backup ownership when the gap is operational rather than individual.
