How to use help desk shift overlap well
Use shared coverage time for risky decisions, open work, and changes that the next support window must understand.
Direct answer
Overlap is useful when it has a job. Reserve it for open risks, decisions that need an owner, customer updates due soon, and changes to the approved support path.
The outgoing specialist should bring a short list of tickets that cannot wait. The incoming specialist should confirm ownership and ask for missing context before accepting the work.
Do not spend the whole overlap reading closed tickets. Keep the record focused on what is still active and what the customer has been told.
Review missed handoffs after the next coverage window. If the same type of work needs more overlap, change the handoff rule or move the decision owner closer to the queue.
