Choose categories that reflect real ownership and next actions instead of forcing customers into an inaccurate menu.

A ticket category should help the next person decide what happens next. Start with the owner, request type, risk, and action path that the queue actually uses. If two categories reach the same owner and require the same work, the distinction may add noise rather than value.
Use customer-friendly labels at intake and preserve the customer’s own description in the record. Internal names can support routing, but they should not replace the plain-language account of what the person needs.
Give specialists a fallback for requests that do not fit. A visible unknown or review category is safer than false precision that sends a security concern, billing exception, or access change to the wrong lane.
Review miscategorized tickets with the receiving owner. Look for unclear labels, missing examples, overlapping definitions, and categories that no longer match the current service. Change the smallest rule that removes the repeated confusion.
