When a help desk ticket needs a priority exception

Separate ordinary urgency from genuine risk with evidence, an accountable owner, and an honest customer update.

Priority should describe the impact and time sensitivity of the request, not the volume of the customer’s message. Begin with affected users, blocked work, business consequence, safety or security signals, and the next decision that cannot wait.

An exception needs a reason that another reviewer can understand. Record the normal priority, the evidence for changing it, who approved the exception, and when the case should be reviewed again. Avoid turning a temporary escalation into a permanent category.

A support specialist can gather impact and route the request, but should not invent a restoration time or override a policy boundary. If the request involves a protected account or suspected compromise, preserve the facts and send it to the named owner.

Sample both raised and declined exceptions. The review should ask whether the evidence matched the priority, whether the queue owner accepted the work, and whether the customer was told what would happen next.
