Methodology and findings
An escalation is incomplete when it names only a destination queue. Capture the trigger, requested decision, receiving owner, due checkpoint, customer expectation, and backup path.
The receiving owner should be able to tell what has already been checked and which fact remains uncertain. This keeps the customer from repeating the same report while the first team waits for a reply.
Keep the original support owner responsible for the customer-facing update until the handoff contract says otherwise. A transfer of technical work should not silently transfer the promise made to the customer.
Review escalations that waited, bounced, or returned without a decision. Use the evidence to clarify the trigger, ownership field, or return condition rather than adding another generic reminder.
