Linking tickets to an incident should reduce repeated investigation, not erase the customer’s context. Keep the affected user, symptom, time, business impact, and last update in the individual record.
NIST incident-response guidance emphasizes preparation, handling, and improvement. Use the incident record for shared facts, but leave the customer-specific promise and follow-up owner in each ticket.
Do not copy an unconfirmed cause or restoration time into a reply. The support owner can state what is confirmed, point to the next checkpoint, and route new evidence to the incident lead.
After recovery, compare linked tickets with the incident timeline. Look for missing impact, duplicate work, late updates, and customer follow-up that needs a separate owner.
